Handing over a case is not the same as forwarding an entire conversation. The next person needs a short, accurate picture of what the customer is trying to do and why the AI should not continue alone.
Four questions every handoff should answer
- Who? The customer's name and contact details, if they shared them and they are relevant to the next step.
- What? The original question or task, with important details in the customer's own words.
- What happened? Answers already given, bookings made and information the customer confirmed.
- What next? The action required, who owns it and how the customer should receive a reply.
This is the core of a good human handoff. The clearer the package, the less likely it is that the customer receives conflicting answers from the AI and the team.
Pass on only what helps
More information is not always better. Remove repetition, irrelevant small talk and details that do not help resolve the case. Keep information that affects the decision, such as the selected time, requested service, address or why the customer asked for a person.
If the customer has not shared a name or contact method, say so clearly. The AI should not guess or fill gaps. Asking for one missing detail is better than giving the team a package that looks complete but is wrong.
Make ownership visible

Tell the customer what to expect as well. Use a response time the business can actually keep. If the reply will come on the next working day, say next working day. An honest expectation builds more trust than an automatic promise.
Test the handoff from both sides
Ask a colleague to read the package without opening the full conversation. Can they understand the case and know what to do? Then read the same flow as a customer and check that the transition feels natural. Combine this with our guide to testing before launch.
